Escalation Rate
Percentage of customer contacts escalated to a senior agent or specialist team
What is Escalation Rate?
Escalation rate is the percentage of contacts that are passed to a more senior agent or another team. It shows how often frontline staff cannot resolve issues themselves.
High escalation slows resolution and adds cost, and can point to gaps in training, tools or authority.

How to calculate it
Divide escalated contacts by total contacts handled, and multiply by 100.
For example, if 60 of 1,200 contacts were escalated, the rate is 5%.
Record the reason for each escalation, and split by contact type and agent to find whether the cause is a lack of knowledge, authority or tools.
